October highlights

What's New in Genesys Cloud This Month

Nine highlights from the October 5, 12, 19 and 26 releases, grouped by license and topic.

For All Genesys Cloud License Types

1 feature

Agent reservation for customer-first callbacks

  • All licenses
  • Admin

Released October 12, 2026

With customer-first callbacks, Genesys Cloud dials the customer first and then connects an agent. Administrators can now choose whether that agent is reserved before the callback is placed or only after the customer answers.

Why it matters

Reserve up front for high-touch callbacks, such as patient or high-value member calls, so customers never wait on an agent. Reserve on answer for routine callbacks so agents can keep taking other work while the system dials.

Features Requiring Genesys Cloud CX 3

1 feature

Add notes to shift trade requests

  • CX 3
  • Workforce management

Released October 12, 2026

Agents can now add a note to a shift trade request, such as the reason for the trade or the shifts they're willing to take in return. Administrators see the note when they approve or deny the request.

Why it matters

Less back-and-forth between agents and workforce teams, with nothing new to set up. It uses the shift trade permissions agents already have.

Genesys Security Updates

3 features

Attribute-based access control for transcripts

  • Security
  • Admin

Released October 26, 2026

Attribute-based access control (ABAC) policies can now restrict transcript access based on a conversation's Customer Access Attribute. ABAC is checked before existing roles, permissions and divisions. If the policy denies access, the user can't view the transcript, even if their role would normally allow it.

This is the first of three ABAC releases, previously shared on the roadmap in VDS QBRs, that work together to support data separation across lines of business, regions or clients.

Why it matters

Keep transcript content separated by customer or business context, such as service lines or regions, without building out a complicated division structure.

Attribute-based access control for recordings

  • Security
  • Admin

Released October 26, 2026

ABAC policies now control access to policy-based recordings and segments, snippet recordings and screen recordings. When ABAC allows access, existing permissions and division restrictions still apply.

Why it matters

Tighter control of sensitive recordings. Because ABAC is checked first, test policies with a few supervisors and QA users before rolling out broadly, so nobody loses access to recordings they rely on.

Attribute-based access control for QM evaluations and surveys

  • Security
  • Quality management

Released October 26, 2026

ABAC now extends to quality management evaluations and surveys, with separate policies for each. A QA team might have broad access to evaluations across business units, while survey results for a specific client or region stay with the team that supports them.

Why it matters

Combined with the transcript and recording policies, this gives you consistent data separation across the full quality and review workflow. That can be especially valuable for BPOs or organizations with strict compliance boundaries between groups.

ServiceNow Unified Experience Updates

1 feature

Real-time voice transcription for Unified Experience

  • ServiceNow

Released October 19, 2026

Agents working in the ServiceNow Agent Workspace can now see a real-time transcript of voice calls in the active call viewer. Genesys Cloud sends each utterance to ServiceNow as the conversation happens.

Why it matters

Helps agents keep track of long or complex calls, and lets ServiceNow capabilities like Now Assist use the live transcript to surface knowledge articles and suggest next steps during the conversation.

Genesys AI Updates

3 features

Agent Copilot email thread summarization

  • AI
  • Agent Copilot

Released October 12, 2026

Agents can now generate on-demand summaries of long or multi-agent email threads. Each summary covers customer context, key decisions, resolution status and follow-up actions, and agents can regenerate it as the thread continues.

Why it matters

Saves time scrolling and rereading, and helps make sure the next reply doesn't miss something already promised to the customer.

Test agent checklists during configuration

  • AI
  • Admin

Released October 5, 2026

While creating or editing a checklist, administrators can now test it against a selected or pasted transcript. They see which checklist items matched and which didn't, along with supporting evidence when it's available.

Why it matters

Refine the wording and retest before agents ever see a checklist, rather than publishing it and waiting to see how it behaves on live calls.

Automated evaluation attribution in analytics views

  • AI
  • Quality management

Released October 5, 2026

Analytics, Interaction Search and Evaluation views now include filters and labels that separate Agent Auto-Evaluation (Virtual Supervisor) evaluations from manual ones.

Why it matters

See how much of your evaluation volume comes from automation, compare automated and manual scoring trends, and make sure dashboards attribute results correctly. That side-by-side view can help build trust in AI-driven quality scoring.
