Metric definitions

  • AI-driven customer journey orchestrationGlossary, AI, Automation & Knowledge

Using AI to decide the next step in a customer's journey as it happens, rather than following a fixed script. Changes how you attribute outcomes, because the path is no longer the same for every customer.

  • bot exitGlossary, AI, Automation & Knowledge

The point where a bot hands the interaction off, usually because the customer asked for a person. Track this to see where self service stops working.

  • Ethical AIGlossary, AI, Automation & Knowledge

Building and running AI systems in a way that is transparent, fair, and accountable. In a contact center this shows up as disclosure, bias testing, and human review of automated decisions.

  • Journey orchestration engineGlossary, AI, Automation & Knowledge

The software layer that coordinates what happens to a customer across channels and touchpoints. Sits above individual routing decisions.

  • knowledge baseGlossary, AI, Automation & Knowledge

The curated set of question and answer articles that agents and bots draw on. Article quality sets the ceiling on both self service containment and agent assist accuracy.

  • ConversationGlossary, Conversation Data Model

The full customer interaction end to end. Developer documentation says conversation where the business says interaction. They mean the same thing.

Watch for this. One conversation can include multiple queues, agents, sessions, transfers, and participants.

  • divisionIdGlossary, Conversation Data Model

The identifier for the division a record belongs to. Divisions partition access, so this field determines who can see the data in a report.

  • external participantGlossary, Conversation Data Model

The customer side of an interaction. Use this to separate customer behavior from agent behavior in participant level reporting.

  • flowIdGlossary, Conversation Data Model

The identifier for an Architect flow. Use it to tie interaction records back to the specific flow version that handled them.

  • interactionGlossary, Conversation Data Model

A communication between a customer and your organization, whether that is a person, an IVR, or a bot. The business word for what the platform calls a conversation.

  • internal participantGlossary, Conversation Data Model

The organization's side of an interaction. Agents, bots, IVR, and queues all appear as internal participants.

  • mediaTypeGlossary, Conversation Data Model

The channel the interaction ran on. Voice, chat, email, callback, message, SMS, or social. Filter on this before comparing any volume or handle time figures.

  • participantIdGlossary, Conversation Data Model

The identifier for one party in a conversation. Aggregating on this without controlling for grain is a common source of double counting.

  • partyGlossary, Conversation Data Model

An individual participant in an interaction. One interaction routinely has several.

  • queueIdGlossary, Conversation Data Model

The identifier for a queue. The join key for almost all queue level reporting.

  • sessionIdGlossary, Conversation Data Model

The identifier for one media session belonging to a participant. A single participant can hold more than one.

The disposition an agent selects when the interaction ends. Drives reason coding and outcome reporting, and only as clean as agent selection discipline allows.

  • intercept messageGlossary, Digital Channels

A recorded message telling the caller the call cannot complete. Usually a carrier or capacity problem, not a routing decision.

  • screen share clientGlossary, Digital Channels

The application a customer uses to share their screen with an agent. Relevant to support handle time and digital channel adoption.

  • WebHID (Web Human Interface Device)Glossary, Digital Channels

The permission tier a user or group holds in a Documents workspace. Controls what they can read and change.

  • ACD (automatic call distribution)Glossary, Metrics & Reporting

The routing engine that answers incoming interactions and assigns them to available agents. The source of nearly every queue metric you report on.

  • Agent copilotGlossary, Metrics & Reporting

An AI assistant that surfaces answers, next steps, and suggested wording to the agent during a live interaction. Measure it on handle time and quality score, not on suggestion volume.

  • agent loadGlossary, Metrics & Reporting

The two pieces of agent effort on an interaction, talk time and after call work. Useful when separating conversation time from wrap effort.

  • AI call agentGlossary, Metrics & Reporting

A virtual agent that handles voice interactions end to end without a person. Report containment and escalation separately so a handoff is not counted as a failure by default.

  • AI experience orchestrationGlossary, Metrics & Reporting

Using AI to coordinate the customer experience across channels rather than optimizing each channel on its own.

Delivering content and offers tailored to the individual customer based on data, without a person choosing them each time.

  • Average Speed of Answer (ASA)Glossary, Metrics & Reporting

Measures how long answered interactions waited in queue before an agent answered.

Watch for this. Only includes interactions that were answered by agents. It does not include abandoned interactions.

  • average talk timeGlossary, Metrics & Reporting

Average time an agent spent speaking with a customer per talk segment. Segment based, so transfers and holds break a single call into several measurements.

  • bidirectional synchronizationGlossary, Metrics & Reporting

An integration setting where a field updates in both systems when either one changes. Decide which system wins on conflict before turning it on.

  • blocked callGlossary, Metrics & Reporting

A call that never connected because capacity ran out at the carrier or platform level. Blocked calls are a trunking problem, not a staffing problem.

Watch for this. For email, chat, and messaging, time spent working on other interactions can appear as hold time.

  • How service level is reported over timeGlossary, Metrics & Reporting

Service level is attributed to the interval in which the interaction was answered, not the interval it entered the queue. A spike that starts at the end of one interval can land in the next one, which is why interval charts and daily totals often disagree.

  • UI column parityChoosing a data source, Performance Views

Use official columns as business alignment layer.

  • Service Level calculations can vary by queue threshold and abandon treatment.Known traps, Metric Definition

Dashboards can disagree if denominator or threshold is different.

Watch for this. Document target threshold, abandon inclusion, and media filters for each queue.

  • Some metrics are recorded in the interval when the metric completes, not necessarily when the interaction starts.Known traps, Metric Timing

Daily or interval totals may differ from expected interaction start time reporting.

Watch for this. Choose start time, answer time, or completion time as standard for each dashboard.

  • One conversation can include multiple participants, sessions, segments, queues, and transfers.Known traps, Conversation Grain

Naive joins can double count interactions.

Watch for this. Create certified fact tables at conversation, participant, and segment grain separately.

  • Transfers can create multiple queue legs within one conversation.Known traps, Transfers

Queue handled counts may exceed unique conversations.

Watch for this. Publish both unique conversations and queue legs when needed.

  • Callbacks often create multiple related segments and states.Known traps, Callbacks

Callback reporting can be misread as duplicate interactions.

Watch for this. Define callback offered, scheduled, answered, and completed separately.

  • Messages and emails can span long periods.Known traps, Digital Async

Handle time, response time, and SLA need channel specific rules.

Watch for this. Define digital thread close and reopen logic.

  • AHT can differ between Analytics, WFM, and custom calculations.Known traps, AHT

Leaders may lose confidence in reports.

Watch for this. Define AHT formula once for executive reporting.

  • Presence, routing status, and on queue status are different concepts.Known traps, Presence vs Routing Status

Agent availability reporting can be wrong.

Watch for this. Keep separate fields and avoid blending them without mapping table.

  • WFM metric calculations may not match Analytics views exactly.Known traps, WFM vs Analytics

Forecast and operational reports can conflict.

Watch for this. Document WFM specific definitions and use WFM source for schedule metrics.

  • ANI, DNIS, email, customer ID, transcript text, and notes may contain sensitive data.Known traps, PII

Data exports create security and privacy risk.

Watch for this. Mask or tokenize sensitive fields where possible.

  • Data availability and retention vary by data type, license, and export strategy.Known traps, Retention

Late reporting requests may not be possible without extract process.

Watch for this. Confirm retention requirements before dashboard build.

  • Some objects and metrics require specific Genesys Cloud licenses or feature enablement.Known traps, Licensing

Dictionary may include unavailable fields for a customer.

Watch for this. Add enabled yes/no and license required columns for customer version.

  • API timestamps are typically UTC while business reports may use local timezone.Known traps, Timezone

Daily reporting can shift interactions across dates.

Watch for this. Define reporting timezone and convert consistently.

  • Performance view columns do not always map one to one to API fields.Known traps, UI vs API

Recreating UI dashboards may require transformation logic.

Watch for this. Maintain a UI to API mapping tab for certified dashboards.

  • External API failures can affect IVR and bot outcomes.Known traps, Data Actions

Flow errors may be caused outside Genesys.

Watch for this. Track data action latency and failure rates in reporting.

How to use this

Settle a disagreement

When two reports disagree, look up the metric and read the caveat first. Most conflicts trace back to threshold, denominator, or the interval the metric was attributed to.

Scope a data project

Start in Choosing a data source, then Objects and Relationships. Getting the grain right before extraction prevents most double counting downstream.

Send them the Glossary and Known traps sections. Every entry has its own link, so you can point at one definition instead of a whole page.

Most partners disappear after go-live. VDS does the opposite.

Where an entry corresponds to official Genesys documentation, the entry links to that page so you can read the platform wording at the source.
