They find out the first time they ask for something. A new queue is covered. A new IVR branch is a project. A new integration is a statement of work. By then, the budget is set.
The short answer: Genesys Cloud managed services are ongoing administration, support, and optimization of your Genesys Cloud environment by a partner. It should include platform administration, incident response, release management, reporting support, and business reviews. New flows, integrations, channels, and AI projects are usually billed separately. This post outlines what should be included, what usually costs extra, and how to draw the line before you sign.
What Genesys Cloud managed services should include
Platform administration. Adding and changing users, queues, skills, wrap codes, schedules, and permissions. This is the daily work that keeps the contact center running.
Incident response. Triage, troubleshooting, and escalation to Genesys when needed. You should know who answers, how fast, and when.

What usually gets billed separately
These are commonly scoped as projects, even under a managed services agreement:
New Architect flows or major IVR redesigns
New integrations with CRM, ticketing, or line of business systems
Adding a new channel such as chat, messaging, or email
Workforce management redesign
AI projects, including bots, virtual agents, and agent assist
Training beyond a defined number of hours
Support outside business hours in lower tiers
None of this is wrong. Projects are real work. The problem is surprise.
The gray zone between a change and a project
The hardest line to draw is between a configuration change and a project.
Adding a queue is a change. Rebuilding routing for a new department might be a project. Editing a prompt is a change. Adding a new menu branch with data dips might be a project.
Ask your provider to define the line in writing before you sign. Ask for examples. If they cannot give you a clear answer, you will get one later on an invoice. Further down, you will see exactly where VDS draws that line.

Most providers offer more than one tier. Compare them on these points, not on price alone:
Hours covered. Business hours only, extended, or around the clock.
Response time. By severity, in writing.
Included changes. Several hours or requests, or unlimited within scope.
Who does the work. Named engineers or a shared pool.
Business reviews. How often, and tied to what.
The cheapest tier is often the most expensive once the projects start.

These response targets apply to both tiers.
Priority 1: 30 minutes. Severe impact with loss of core functionality, such as a system outage, or high impact on system functionality.
Priority 2: within 4 hours. Moderate impact. The problem blocks use of nonessential functions.
MACD requests: within 2 business days. Changes that do not affect service, such as adding users or updating auto attendant, IVR, or other programming.
